There’s a delicate balance between offering your caller enough options to get the answers they need and frustrating them with too many options.

  • Try to anticipate your callers’ needs: what are most of your callers looking for? The answer will help you customize how calls move through your system, and what options your Virtual Receptionist should provide.
  • Offer the caller a quick route through your phone system right at the start. For example: “You’ve reached ABC Company. If you know the extension of the individual you’re trying to reach, you can dial it at any time, or reach our company directory by dialling 9. To leave a message in the general mailbox, press 3.” This type of message allows your caller to take action right from the start without sitting through a long preamble.
  • Bundle information together as much as possible for frequently asked questions (for example: “For our address and hours of operation, press 1” rather than “For our address, Press 1. For hours of operation, press 2.”).
  • Test your Virtual Receptionist call pathways for any dead-ends that force your caller to hang up and call back (or call your competitor instead!) and check that there aren’t any loops the caller can get stuck in; you don’t want a customer continually pressing buttons without ever reaching a final extension or a general mailbox.

Build trust

Long-term client relationships and referrals for new business stem from trust, and the Virtual Receptionist is a good place to start building that trust.

  • Update your welcome message frequently to reflect the season or current events (such as a “Happy New Year from everyone at ABC Company!” in January). Up-to-date messaging assures customers that your business is running and shows that you care about the details. This makes customers more confident that you’ll care about the details of their business.
  • Try to anticipate the prevailing mood of your callers and build trust by catering to that mood right from the start. For example, if your business is a dental surgery, most callers are likely a bit nervous. How can your greeting make them feel comfortable and reduce their concern?

Have an After-Hours strategy

NEWT’s After-Hours option allows you to customize how calls will flow through your business during non-business hours. Be sure to create a customized greeting letting customers know that the office is closed, when the office will re-open, and what to do if their call is an emergency (if applicable to your business). Give them the ability to reach any on-call employees, or to leave a message and know when to expect a callback.

Use hold music strategically

Here’s another opportunity to stand out from the crowd and show your company’s personality. If you choose to play hold music, pick a playlist that reflects who your company is and influences how you want your customers to feel. Is your business a spa or retreat centre? Choose relaxing music that gives your caller a taste of what they’ll experience as a customer. If you’re a party planner, choose upbeat music that puts your customer in the party mood.

However, before you go blasting your favourite playlist down your phone’s airwaves, you’ll need a licence from the Society of Composers, Authors and Music Publishers of Canada (SOCAN) to play copyrighted music. Alternatively, you can use a professional on-hold music service that provides licensed music. The only way to play hold music without paying for it is to play the radio, classical music, copyright-free music, or record your own.

Or don’t play music at all…

A caller on hold is a captive audience; consider not filling up that space with random music or a radio station that could be advertising competing products. Instead:

  • Create customized messaging for each department (ie. someone on hold for the Billing department could hear about alternate ways to pay; for Support, offer alternate ways to get support through email or SMS, etc.)
  • Play timely messages about upcoming sales,
  • Promote your services,
  • Provide helpful tips on how to make the most of your products,
  • Tell a joke of the day, or
  • Provide information relevant to your industry.

To paraphrase Maya Angelou: at the end of the day, your customers won’t necessarily remember exactly what you said or did, but they will remember how you made them feel. Those feelings will determine whether they want to interact with your company again and whether they’ll recommend your business to others. Your phone’s Virtual Receptionist is the perfect opportunity to nurture the feelings you want your customer to associate with your business which will enhance their overall experience, so get to know all of your Receptionist’s options and use them wisely.

Four Auto Shop Owners Achieve Big-Dealership Wins for Small Shops

Over a decade ago, four independent auto shop owners started meeting regularly to discuss their business challenges. They had each started an auto shop because of their love of mechanics. But they soon found that owning a garage differed from working in a garage. Their dream was to spend their days working with cars. In reality they spent their days running between managing a technician in the shop and answering phones or talking to customers in the office. They spent evenings and weekends keeping their businesses afloat, doing invoicing, marketing, payroll, and social media. 

They saw big dealerships, with their large budgets and extra staffing, investing in dedicated marketing teams, call centres, coaches, training programs, and off-site development seminars. The four men discussed how they, as small ma and pa garages, could have the same opportunities and advantages as the bigger dealerships. 

  • How could they be more efficient?
  • How could they do more of the work they loved but still care for customers properly?
  • And how could they take home more profit at the end of the day?

This past summer, we had the pleasure of hosting Jamie Sheepway and Connie Evans from ShopPros. We gave them a tour of our Waterloo and Cambridge offices and learned about ShopPros’ history.

Jeffrey’s Life Before ShopPros: Seeking Growth and Increased Profits and Efficiency

When Jeffrey Grassman joined ShopPros at the end of 2019, his shop had just hit $1M in gross sales for the first time. He wanted to keep that growth momentum and find a way to increase his shop’s profits and efficiency. 

Life before ShopPros was a series of attempts to find a management program to help him achieve those goals. With each program he tried, he gained valuable information. But the result was always the same. His preference for being a technician over running a business would kick in, and life would return to the highs and lows of business as usual. 

ShopPros Accountability Groups, Training, Easy Onboarding, and Marketing Support All Helped Jeffrey Grow His Business

The first difference Jeffrey noticed with ShopPros, was the accountability group. “There’s complete transparency, and we’re all accountable to each other. So you have a group of peers, not someone lording it over you.” 

Jeffrey also quickly found that ShopPros provides just about every system an owner needs to operate their shop. “You also get a coach who is active in the industry,” Jeffrey says. “And they offered me their unique call centre and marketing services (for websites, social media, print media, text and email blasts).”

Jeff went all in and signed up for ShopPros’ complete marketing package, advisor training, and full member benefits. 

ShopPros has an intensive onboarding process, but Jeffrey found it to be “super easy”. The onboarding process involves loading all of a shop’s finances into the ShopPros BusinessBuilder. The owner can see how their shop is doing compared to similar shops and industry benchmarks. Connie Evans, ShopPros’ General Manager, says the report can be pretty shocking, but the software softens the blow by showing owners where they can go, how much it’s going to cost, and what profit will be left.

For example, she says, “They find out that it takes their tech three hours to do a one-hour job. Not because their tech is slow but because the shop’s systems are inefficient. There’s often a lot of chaos between the front and back of the shop. It’s a constant fly by the seat of your pants to get the car out the door. So, their staff is busy, but they’re not making money.

“Shop owners think they need to bring in more cars, but that’s not the case. It’s often pleasantly shocking when new members see where they are, where they can be, and the steps they need to take to get there. That’s when we become a team.”

Jeffrey liked that “ShopPros was hyper-focused, but in a good way, about ensuring all my numbers were input into their dashboard correctly – that was new and a big deal to me. All the people they have in their key positions are great choices. They’re all very good at what they do. I’ve never experienced what ShopPros offers the automotive industry, in terms of peer groups, support, accountability, a coach experienced in the industry, marketing, and their call centre. ShopPros has developed a proven way to help make things happen for your business. It’s more than I could have imagined.”

What would Jeffrey say to other independent shop owners about why they should join ShopPros?

“My biggest barrier psychologically was, ‘What if this doesn’t work? What am I going to do?’ But that had nothing to do with ShopPros. That was just me. I realised that for change to happen, I must want to change. 

“Most of the barriers are fear or misinformation. But shop owners need to ask themselves, ‘What is the barrier to me having experienced business consultants on my team?’ Because that’s what ShopPros is.

“You get a peer-to-peer network of strategic people who are now on your team. That’s hard to explain because we’re so competitive in this industry. But ShopPros works at a peer level that I’ve never seen work in any other program. Why would I not want a team of people advising and helping me implement strategies and tools that are proven to work? These professionals have been successful in the same business that I’m running. They’re advising me and helping me with my business. Why would I not want that?”

But What About the Competition Having the Same Advantages?

We asked Connie about the competitive nature of the business. Wouldn’t having multiple shops close to each other and all trained on the ShopPros system be a disadvantage? 

“It’s a common thought,” she agrees. “But we explain to our shops that, as an industry, we all need to be on the same page. You’re better off if the shop down the street is as educated as you are so that customers get a similar experience. If you have a shop charging $50/hour but they’re in debt, and you charge $100/hour and make a bit of money, the customer is likely to go to the other shop even though their service may not be as good. And that hurts your business. If the shop next door to you has the same training, then if you need to be away, another shop owner can run your shop because you have the same systems in place and use the same software.

“We had a shop owner who got sick, and he had three other shop owners who came in on a rotating basis and kept his shop going for months. Another shop owner went on a honeymoon for a month, and we were able to run his shop for him. Our advice is to partner with another shop that has been through the ShopPros program so, at the very least, you can cover each other and keep things going when necessary.”

David’s Life Before ShopPros: Building a Business He Couldn’t Sell

In 2015, David Anderson felt pretty discouraged; he realised he had spent 20 years building an automotive business that he couldn’t sell. 

“I was scared – 20 years & I’ve got nothing to show for it. No savings. I had a good business, but I knew I WAS the business; I really had nothing if I wasn’t there.” 

Like Jeffrey, David had tried various forms of coaching that got him excited, but he found there was little to no follow-up. And like Jeffrey, the systems he worked hard to implement soon fell by the wayside after the programs ended. 

How David Quantum Leaped His Business

As a business owner, David wanted to make informed decisions, but he needed someone to turn to for advice. And because everything in the automotive industry is expensive, he found himself holding back on pulling the trigger on significant changes. That all changed when he joined ShopPros.

“Suddenly, I had access to an entire team of people to give me feedback on my ideas. It allowed me to do what ShopPros calls ‘quantum leaping’. Our sales doubled within two years. I hired another technician and another service advisor. We’re in year four now, and our sales have gone up half a million. We got so busy I had to hire a second advisor. Our phone was ringing off the wall, so we signed up for ShopPros’ BDC (Business Development Centre), which is their phone answering service. It takes away roughly 600 calls a month, which allows my service advisor to give our clients a better experience. They can chat for a few minutes and build that relationship, so we appreciate the BDC.”

What is ShopPros’ Business Development Centre and How Does it Help Shop Owners Grow Their Business?

“Our BDC is where our relationship with NEWT shines. We serve customers all over the United States and Canada, from north to south, east to west. The BDC removes the burden of the phone call from the service advisor. As a service advisor, you want to talk to the customer in front of you. But if your phone is ringing and you don’t have backup, something will get neglected. That’s either the customer in front of you or the potential customer on the phone. And if you don’t answer the phone, then that potential customer will call someone else.”

When Jamie started with ShopPros, five customers used the BDC. Now there are 45. “It was NEWT and the capabilities of their [Advanced Call Distribution] system that helped us grow.”

As Jamie explains, many shop owners aren’t businesspeople per se, but business activities such as answering their phones can be difficult tasks to let someone else handle. “They don’t want us calling their customers from a 1-800 number in Toronto when their shop is in Oakville. One of NEWT’s selling features is that we can get a phone number in almost any city. So, when we make calls on behalf of an Oakville customer, the number shows up as an Oakville number with their shop’s name on it. And if the customer calls back, the call goes directly to their shop. 

“Many customers have migrated to NEWT just for simplicity because it’s a great platform. They know it works for us, and I act as their beta-tester who can tell them, ‘It works well, and this is why.’ But more importantly, when they have the NEWT PBX, we can peer their phones to our system, making life much more straightforward for our customers. With simple phone adjustments, they can route their calls to me or my team or have them go to their front desk, depending on what their day looks like. They also appreciate that I can be their phone support system because I understand the system and can go in and help them with it. We have customers on traditional phone lines, but I’m not familiar with their systems, so they have to arrange for a rep to come in. The other drawback of traditional phone lines is that they can only forward one call to the BDC at a time, so other calls get dropped. That’s a significant drawback during a shop’s busy seasons. But when it’s NEWT, they can have it peered to our system, and I can take care of them. It’s simple. It’s easy.

“We also use NEWT’s Call Detail Records (CDR) for our monthly reporting. We use it quite frequently to show our clients that we’re doing the job they’re paying us to do – that we’re doing what we promised. And we’ll use the CDR for any “he said/she said” issues from a customer standpoint. For example, we had a case where one of our client’s customers refused to pay for a diagnostic because they said they didn’t agree to the service. I found the call record, and the customer ended up paying. Without that kind of reporting capability and ease of lookup, that shop owner would have been out four or five hundred dollars. And it took minutes to find – save it, send it. Very easy. 

“One other thing I use daily is the Call Monitor – an invaluable tool. I’ve got three screens showing me the call monitor. Right now, for example, I have 23 active phone queues, and with a turn of my head, I can see which staff are on which calls. It’s a good way to judge how busy we are and plan meetings with my staff when we’re statistically slower. I can also jump into calls if I’m needed or use it for training. We all use softphones, so we all have them loaded on our computers – it’s beyond easy to use; I’ve never had any issues with them. We can work anywhere – I can be at my desk, in the backyard, in my kitchen.  

“From a support stance, NEWT is awesome. Anytime there’s a problem or question, I get answers from NEWT virtually immediately. I have a complex system compared to others, with eight or nine PBXs all connected, but I speak the language now, so when I have an issue, I can call NEWT’s support team and get help immediately. I’ll get changes done within minutes; they’re responsible with no multi-emails going back and forth – that doesn’t exist. I let them know what I need, and things get done right the first time. With the pandemic, we had to transition our service team from a physical PBX to a cloud-based PBX, so there were a lot of changes needed. Everyone was very attentive and helpful and made it happen very quickly. I never actively look for another provider because I don’t need to – I’ve got everything I need, and it works.”

What would David tell other independent owners in the automotive industry about ShopPros? 

“My stomach was sick when I joined up. I was worried I’d look like a fool; that was my biggest hurdle. But nobody judges you at ShopPros. Instead, they’re there to help you succeed. 

Because many of the members of the ShopPros team run their own shops, everyone at ShopPros is intimately familiar with the specific challenges that face independently-owned garages, which is hugely valuable to David.

“I’ve been in programs where the trainer and coaches may have owned a shop – but it was 15 years ago. We techs have the attitude that if you haven’t done any tech in 2 years, you don’t know anything, so it’s hard to trust someone who hasn’t done it for 10 or 15 years. With ShopPros, you have that common ground with people. After I signed up, my coach came to my shop for two or three days, and I felt 10x more secure with ShopPros. My coach could visually see my shop and understand my stresses. He talked to my staff; everybody could buy into the system and what we were trying to do. My coach owns a three-bay shop doing $1.4M. He runs roughly the same operation as me, so I said, ‘If he can do it, I can do it.’ Within six months, I knew that it was working.

We chatted with Adam Borutski, Lake Country’s Telecommunications Director, to learn more about Lake Country’s history and the forward-thinking mindset that keeps their customers happy, even during challenging times.

Lake Country’s History of Welcoming Change

Peter Borutski has a knack for seeing challenge and change as an opportunity to serve his customers better.

It started in 2002 when Peter decided to launch his own company. Up until that point in his career, Peter had been an equipment technician and photocopier salesperson, but he wanted more control over his business and the ability to offer his clients more products. Peter launched Lake Country Office Solutions; an office equipment company to serve businesses in the greater Orillia area. It was just Peter, one other salesperson, and a service technician.

Lake Country OS was already experiencing steady growth when the owner of Hamilton & Co., an office furniture company with a 25-year history, approached Peter in 2006, and asked if Peter would be interested in purchasing his business. Peter knew little about the world of office furniture, but he decided to take the risk on the condition that he acquire all Hamilton & Company’s employees as part of the deal. Now able to offer customers both office equipment and furniture, Lake Country OS experienced massive growth that year.

In 2009, Peter was again approached, this time by a business associate, asking if Lake Country would be interested in selling NEWT’s business phone and business internet systems. Since Peter had some previous experience already in the telecom industry, working for CN Telecommunications, he was willing to take on the challenge to expand his line of products and services. This time though, Peter turned to his son, Adam.

Lake Country is a Family Business

Adam had just returned from teacher’s college in Australia, and he joined the family business, working part-time delivering and setting up office furniture while searching for a teaching job. He was intrigued by his dad’s suggestion that he learn this new branch of business and he quickly mastered sales, project management, and the setup and training of NEWT’s business phone and internet systems. Adam grew Lake Country’s telecom division, hiring a phone technician and partnering with other ISPs along the way to offer his customers an even broader range of products and services.

Serving an area from Newmarket to North Bay means Lake Country has a lot of potential customers to offer their wide range of services to. Adam works hard to make sure his customers are informed about what Lake Country offers and to make sure they get what they need, when they need it.

“A customer may originally come to us looking for office furniture and not need a phone system until a few years later. It’s part of my job to make our customers aware of all our services, so they remember us when they need something new. That’s why we value the relationships we have with our customers. Having trusted relationships with our customers and offering a lot of different products and services means we don’t need to spend a lot of time and money going after new customers. We can focus our efforts on servicing our existing customers and keeping them happy.”

Looking back twenty years at what his dad, Peter, originally built, Adam agrees that Peter’s flexible approach of seeing challenges as opportunities is a mindset that has served Lake Country well. As Adam says, “I went to school for kinesiology. I was planning on being a gym teacher. But things happen, you roll with the punches, and you take opportunity when it presents itself.” That’s certainly a sentiment which helped them continue to grow during the pandemic.

COVID19: Another Challenge for Growth

When the pandemic hit, Adam says their office equipment division slowed down, but their telecom sales increased. “The pandemic definitely changed how people view their telecom needs, the deficiencies in their existing systems, and the solutions we can offer. There were a lot of “How do I work from home?” questions. A lot of companies realized that their business phone systems were out of date; they couldn’t handle the new remote workforce and subsequently were looking to buy remote phone systems.”

Adam says he also noticed a “change in how people think about the internet with respect to phone calls. Here up north, where strong internet options have not traditionally been as widely available as in the GTA, people looked at VoIP as being a bit scary. They wondered what happens if their internet goes down and we had to work harder at that part of the conversation, explaining why the business phone systems we offer have advantages over other products in the field and why our customers don’t need to be as worried about that possibility. But when everyone shifted to working at home, kids started attending school online, and everyone was streaming all day, people got used to a bit of a delay in call and video. Now they accept that as part of the new medium and the call-quality concern doesn’t come up like it did before. Instead, people are more interested in the extra phone features they weren’t using before, and they even call us asking for a ‘VoIP or Internet Phone system’. So, it’s good to know we can provide what they’re looking for feature-wise, while still holding the advantage over other market offerings of maintaining strong consistent voice quality & overall support.”

Adam says that his customers are using more NEWT features like Find Me/Follow Me and Voicemail to Email. Working from home means his customers are acquiring more remote phone licences, cell phones, and remote PBXs, and learning about technologies which support their new working reality. We can’t help thinking that sounds an awful lot like what Peter Borutski has been doing all these years. Clearly Lake Country and their customers are of one mind when it comes to staying open to new products and technologies that can improve the way they do business.

Canada’s Greatest Bavarian Festival has been bringing keg-tapping, keg-rolling, concerts, and parades to Waterloo Region for over fifty years. It’s a staple in our community, reliably delivering Bavarian food, drink, and culture every fall. But behind the scenes, planners of the yearly festival need to be able to hop, pivot, and spin like a Schwaben Dancer as they navigate special anniversaries, financial losses, and, most recently, a pandemic.

KW Oktoberfest Inc. consistently delivers Gemuetlichkeit, no matter what they’re up against

Alfred Lowrick, the Oktoberfest President from 2015 – 2016 and the Executive Director for the past four years, has seen his fair share of Oktoberfest challenges. In 2018, Oktoberfest celebrated its 50th Anniversary which resulted in a festival three times its normal size. Then came what Alfred calls “the hangover year” where the Oktoberfest team had to confront the excesses of the previous year and come to terms with the fact that they wouldn’t be able to deliver a festival of that magnitude every year.

They performed a strategic review to plan the path forward, unaware that COVID had a plan of its own. When it became clear early last year that Oktoberfest would be forced to go online, “a lot of people thought that we had very little to do,” Alfred says. “They thought running a virtual program should be easy. But we’d been doing things the same way for a long time, and it was very challenging to switch gears and do something brand new that we had no experience with.”

This year is proving to be just as demanding, as the Oktoberfest team needs to make decisions about this year’s venues. But the team is determined to deliver as many Oktoberfest traditions as possible, with a blend of virtual and in-person events.

“Our vision for this year is starting to crystallize,” Alfred says. “It’ll be very similar to last year with virtual programs, Opening Ceremonies and a CTV Parade, the support-local restaurant program, a golf tournament, Women of the Year, the Onkel Hans Food Drive; programs we can generate internally. We’ll need to keep thinking about how to build up the numbers again next year when we anticipate things will be more open.”

Unfortunately, COVID is not the only hurdle Oktoberfest has faced in the last few months. This year, Oktoberfest moved from their iconic office on Benton Street, to the former Bank of Montreal building on King Street, right next door to The Museum. In the middle of selling the building on Benton, Alfred discovered that his IT Support Manager wouldn’t be in the area to assist them on-site during the move. Alfred immediately picked up the phone and called Fibernetics.

“We’d already had a long-standing relationship with Fibernetics in that NEWT provided the internet and voice services through the building on Benton Street,” says Alfred. “Our move from Benton St. to King St. needed to be project-planned and supported. So, when I found out our technology partner wouldn’t be on-site, I called Fibernetics for help. I was introduced to Francisco, the President of Fibernetics, and we hit it off right away. He’s a great guy and he let us know that with the change in our IT support, he wouldn’t let things fall. And he lived up to that.”

We went through a technical conversion; there was lots of drama behind the scenes and there was a calming of the waters the minute Fibernetics stepped in and helped us. Alfred Lowrick, Executive Director, KW Oktoberfest Inc.

Alfred says that “Fibernetics facilitated the infrastructure switch from a server-based to a Cloud-based environment and gave us exactly what we needed. The guidance that Fibernetics provided made it easy to understand the pros and cons of the new environment and helped make our decision.”

Alfred was surprised when Francisco himself came in with an assistant to help get the new cabling in place. “It’s always surprising when an executive shows up to do hands-on work, but it’s obvious that Francisco genuinely loves to do it. He was also very willing to take the time to explain everything to me. I have a background in HR, not IT,” explains Alfred, “but I still like to understand how everything works, what the nomenclature is, how everything is integrated. And since then, Francisco continues to provide help and support whenever we need it.”

With some details of this year’s festival still up in the air, Alfred takes comfort in the fact that “Fibernetics provides meaningful cost support for our very lean budgets. At the end of the day, I can’t speak highly enough about the organization. Fibernetics supported us through a very difficult transition and the trust in the relationship that was built during that time is probably the most valuable asset to me. Fibernetics is a technical organization, but it’s supported by strong people who really understand their clients’ needs and are willing to do what it takes to support them. Above all, the interpersonal connections gained, and the friendships created go far beyond just the business partnership.”

“Pre-pandemic, every call had every phone ring in the store, because we wanted someone to be on it right away,” says Dave Humphrey, who has been the IT Analyst & Support for Moffatt and Powell Ltd. for all nine of their stores since August of 2018. “When the pandemic started, we noticed we were receiving, in some branches, upwards of 2000 calls a week. We’re not a RONA corporate big-box store. We’re a dealer, so we have a smaller staff and 2000 calls means spending upwards of 30 hours a week on the phones. That’s essentially one full-time person just talking on the phone. And that was even with reduced store hours. We had people just run off their feet.”

NEWT’s Auto-Attendant and Call Queuing Features Helped Put Their House in Order

“There was some push back from our customer base at the beginning,” says Dave about NEWT’s auto-attendant which greets callers and provides them with a voice-based menu. “But they’ve adapted to it now. They can press a number to place an order, pick up an order, get information about hours and locations and COVID protocols, or speak to a specific employee. This was a huge win for us, and actually diverted about 8 – 10% of our call volume away from a live person. That’s roughly 200 calls/week where we don’t have someone having to physically be on the phone, which is not insignificant.”

Call queuing is a feature that we implemented in our stores at the start of the pandemic,” recalls Dave. “We started with a pilot in our Strathroy location in April of last year just to figure out how it all works. It’s a huge transition for our staff and they love the ability to queue a call. And our callers like it because they know where they are in the queue and how long they’re likely to be on hold. It sets expectations and lets the customer know that we’re busy with other customers, but we want to talk to them and we’ll be right with them.”

NEWT Offers Benefits Beyond the Bottom Line

Moffatt & Powell began moving their stores over to NEWT in October 2016, starting with their Head Office and their London store. They were part way through bringing their Exeter store online when Dave joined them. He’s been involved in the conversion of their Exeter, Tillsonburg, and Mitchell stores, and is now working to bring their Hanover store onto NEWT’s platform. Dave says NEWT’s business phone and internet systems bring benefits beyond the bottom line.

“All of our old phone systems are Bell Nortel using a line hunter and that’s fairly expensive. One of the improvements we see immediately is call quality because those old phone lines crackle and the phone sets break down, and it’s hard to get parts for them if you can find them at all. The benefits of being on NEWT technology,” says Dave, “are that we’re using state of the art infrastructure, state of the art routing, and dedicated internet service. Also, we can pair in our computers, eliminating the need for more network jacks. That’s a huge benefit from a networking standpoint. We’ve deeply leveraged the actual phone sets as an additional network jack in a lot of our locations just because it gives us that flexibility.”

Dave says, “There’s a decent-sized initial capital cost to purchase the equipment, but overall it pays for itself in three years.” Just one of their stores, for example, has cut their bill by over 60% by switching to NEWT. Dave says that the savings each month “pays for one of those headsets so the ROI over time is just amazing.”

NEWT’s Onboarding, Training, & Support is Worth Writing Home About

“When I joined Moffatt & Powell,” Dave says, “we were working on the Exeter conversion and we finished it about a month later. The NEWT trainer who did the onsite training was phenomenal. She trained all the staff on how to use the Grandstream phones and the training was very comprehensive. We’ve been able to leverage the knowledge that she imparted and apply it to the other stores as they come online with NEWT’s technology.”

“We’re currently in the middle of bringing our Hanover store online,” Dave says. “I’ve already sent all the training materials to the store manager and she was really impressed with the quality of them. Both the quality of the hardware and the quality of the documentation on how to use the hardware is phenomenal.”

“Any time that I’ve had to reach out to NEWT support, they’ve been absolutely fantastic, especially the network team. And Mike Brown was an absolute saviour when our old Tillsonburg phone system died. It was a very sharp transition,” Dave explains, “because we had a Cisco unified controller for the phone lines in the store and it died. It happened on a Sunday and we reached out to Mike right away. We had to pivot very quickly to get a new system up and have the training on it, but Mike said, “Leave it with me, we’ll get this store up and running in three weeks.” And he met that goal. Monday morning he got the ball rolling with the hardware and configurations we needed and in three weeks we were back up.”

“After that I was invited to the Cambridge office to do a tour,” Dave remembers. “I got to sit down with the team and they showed me how everything was built. The level of detail that was provided blew my mind. Because of that, I was able to fully understand how everything interacts, which makes my job easier because I’m able to troubleshoot and pinpoint where the issues are.”

“Our inter-branch communication has been drastically improved because we have them all tied together,” says Dave. “Three-digit dialing between branches makes it so much easier and we’re not tying up an outside line and an inside line at the same time, like you would with a line hunter setup, so that’s a huge benefit. And we have a toll-free number so customers can choose which branch they want to access.

“We’re about to start a renovation in our Head Office the first week of June, so I’ll be converting everyone’s phone extension to have it ring their cell phone. We have a number of people on that already and they love it because customers can reach them when they’re out of the office, but you can also set it up to not ring your cell phone when you’re in the office, so that’s a big feature. And they love the voicemail to email with the attachment because they can go into their email on their phone, listen to the message, and call someone back right away.”

“Our goal is to have all nine stores converted to NEWT by the end of Q3 2023,” says Dave. “Typically it takes between 12 and 14 weeks to bring a store online which, from a project standpoint, is not that long. There’s a lot of preplanning, and pricing to be done, quoting, and sign-offs, so 12 weeks is short in a project life cycle. When you start planning it out, you can think, “3 months from now this store will be online.” It’s really not that long.”
